Call center performance: scripts, call quality & KPIs

A strong call center is not built on word-for-word scripts or call volume alone. It combines natural conversations, measurable quality and regular coaching.

1. Use the script as structure, not a recital

A good script defines the opening, questions, required points and next step while allowing the agent to adapt to the customer's answers.

2. Evaluate behavioral quality

A quality scorecard should measure listening, clarity, information verification, objection handling, process compliance and call closing.

3. Connect KPIs to team goals

Customer support should not use the same KPIs as confirmation or telesales teams. Select metrics based on the mission: quality, FCR, conversion, confirmation, AHT or satisfaction.

4. Turn supervisors into coaches

Supervisors should not only monitor numbers. They should review targeted calls, give short feedback, agree on one behavior to improve and measure again.

Frequently asked questions

What is the most important call center KPI?+

It depends on the mission: quality and FCR for support, conversion for telesales, confirmation for e-commerce, plus AHT and satisfaction when relevant.

Is a strict call script better?+

Not always. A clear structure with mandatory points and room to adapt usually creates a more natural conversation.

How often should agents be coached?+

Short, regular feedback based on real calls is usually more effective than rare, long sessions.
